What does a customer success desk own inside an agency?
It owns the client's customers, not the agency's. Reps answer in each client's voice, hold a separate escalation path and template set per account, and report volume back to the account team every week. The defining constraint is that one rep may cover several brands, and every reply has to sound like it came from the right one.
Which customer success seat should we hire first?
Usually the Customer Experience Representative, because queue coverage is the immediate problem and it is what clients notice. Once the queue is held, the Customer Experience Lead is the usual second hire, since tone quality across accounts needs an owner.
